What Makes a Good Scorecard
A QA scorecard is only useful if it measures behaviors that directly impact customer outcomes. Too many scorecards measure compliance checkboxes ("Did the agent state their name?") while ignoring what actually matters: did the customer get their problem solved efficiently and feel good about the experience?

Scoring Methodology
Keep it simple. Binary (yes/no) or 3-point scales (meets, partially meets, does not meet) are more reliable than 5 or 10-point scales. Evaluators struggle to consistently distinguish between a 7 and an 8, but they can reliably tell if a behavior was present, partially present, or absent.
Calibration: The Most Important Step
Calibration sessions are where your QA team listens to the same call and scores it independently, then compares scores. Without regular calibration, evaluator scoring drift makes your data unreliable. Best practice: weekly calibration sessions, target inter-rater agreement of 90% or higher.
From Scores to Coaching
The purpose of QA is not to generate scores—it is to change behavior. Every low-scoring interaction should feed into a coaching conversation with the agent. Focus on one improvement area at a time, provide specific examples from the scored interaction, and follow up on the next evaluation. Agents who see QA as developmental rather than punitive perform measurably better.
